Intention Is the Difference: Keeping People at the Center of Regulated Industries

After decades of working in BFSI and Healthcare, I’ve watched these industries evolve through countless technologies, regulations, operating models, and changing customer expectations.

But through all that change, one thing has remained remarkably consistent:

People need help.

Sometimes it’s a customer trying to fully understand their options in order to make a financial decision. Sometimes it’s someone navigating a “first” related to healthcare. And sometimes it’s an employee trying to solve a complex problem for a customer while delivering the experience we’ve promised. Behind every transaction, metric, case, call, and customer journey is a person. And that’s where intention matters.

Change Doesn’t Automatically Create Value

There’s tremendous pressure today to evolve, and we should, but we have a responsibility to ask ourselves: will this actually make something better?

As leaders, we have a responsibility to do more than introduce the newest capability, process, or solution because the industry is moving in that direction. It must be better for the customer, better for the employee serving them, or better for the client trusting us with their brand. That question has shaped how I approach leadership.

If we’re introducing change without understanding its impact on those three groups, we may be evolving—but we aren’t necessarily progressing.

Relationships Still Matter

BFSI and Healthcare are built on something technology cannot manufacture: trust.

Clients need partners who will tell them what they need to hear, not simply what they want to hear. Customers need to feel that the person helping them understands why their situation matters.

Employees need clarity, support, and the confidence that the work they’re doing has purpose. That requires something remarkably simple: be a real person.

A real person listens, is curious, and shows up when things are difficult, not only when they’re going well. Know your business, certainly—but also know the people behind the business.

That’s how relationships become partnerships.

The Human Touch Isn’t a Strategy Statement

We hear a lot about maintaining the “human touch” as technology advances.

I believe it goes deeper than that. Being human isn’t something we add back into a process after we’ve transformed it. It should be part of how we design the process in the first place.

Technology can help us work faster, and data can help us make better decisions. AI can help us anticipate needs and remove unnecessary friction. Those are all incredibly valuable capabilities, but knowing when someone needs technology and when someone simply needs another person willing to listen—that requires intention.

Being Intentional About Who You Are

I’ve also learned that intentional leadership isn’t only about business decisions. It’s about deciding who you are going to be while making them.

I don’t believe you have to become a different version of yourself because you’re sitting in an executive meeting, navigating a difficult client conversation, or leading through change.

Bring your experience. Bring your judgment. Bring your accountability. But also bring your personality, empathy, curiosity, and humanity. People know when it’s real. They see it, feel it, and remember it.

And trust is much easier to build when people know the person sitting across from them is genuinely invested in helping them succeed.

That belief is also part of what attracted me to Qualfon. Be intentional about the solutions you create. Be intentional about the relationships you build. And be intentional about the impact you leave behind.

Because at the end of the day, people need help. Your intention matters and makes a difference.
