5 Generations in the Insurance Call Center

Would you care for a sick 20-year-old in the same way you would care for a sick 80-year-old? The answer seems obvious, and yet five unique generations interact with contact centers every day, while enterprise brands continue to rely on one-size-fits-all customer care strategies.

Today’s insurance contact centers serve Gen Z, Millennials, Baby Boomers, and the Silent Generation. Each generation brings its own expectations around mobile usage, self-service, response speed, trust in AI, and human interaction. With such a broad range of needs and preferences, contact centers must apply a structured approach to resolving customer issues while accommodating different levels of technical comfort. Let’s examine how those differences shape various aspects of customer interaction.

Mobile Usage

Younger generations (Gen Z, Millennials, and even Gen X) are more likely to take advantage of mobile apps for service. A critical support gap appears with non-smartphone users. Mobile app activities like ID verification, account reviews, and updates must feature alternative integrations for users who are not tech-savvy, such as verbal completion with a representative. The customer care journey should satisfy the needs of all five generations by providing multiple ways to complete these types of tasks.

Self-Service

Self-service is considered a cost-effective solution to managing high contact volumes. Gen Z and Millennials, who use AI significantly more, may prefer a guided AI-enabled experience for efficiency. Baby Boomers, on the other hand, often value involvement and loyalty, and brands exclusively relying on self-service may leave them feeling confused or even offended when they expect dedicated, personalized support from a policy they pay for. Regardless of generational preferences, however, self-service, in many cases, still cannot solve all customer challenges. A rebound failure can cause double the frustration for customers during highly sensitive interactions and can contribute to a lack of trust for both first-time and long-time insurance policyholders. Hands-on, live, empathetic care must exist alongside self-service.

Response Speed

Speed of service is critical in certain industries, especially when dealing with regulated industries, such as Property & Casualty insurance. House floods or rear-end collisions generally require speedy and accurate care. All generations value speed of resolution and support. Whether a customer waits in a long phone queue or struggles to have their concerns answered by an AI agent, frustration only grows. Many customers prefer immediate human interaction because AI lacks empathy and understanding. Call routing paths in IVR and IVA configurations must account for these sensitive call types, or they run the risk of damaging brand reputation and customer loyalty when it matters most.

AI vs. Human Interaction

Trust in AI is a topic of conversation happening in every industry right now. Customer retention often comes down to trust in the brand and experiences with support matching or exceeding expectations. A popular Insurtech provider recently shared that 70% of their customers are under 35 and 90% of them were first-time insurance users. Even for digital natives, navigating insurance for the first time is an important and sensitive process, and integrating AI in CX strategies without proper safeguards in place with alternate care options can lead to extreme customer churn risk. Much like self-service, AI failures make human support a critical rebound opportunity. AI CX initiatives and tools should be deployed for interactions that are low complexity and carry minimal financial and regulatory risk to avoid negative customer and enterprise impacts.

Regardless of age and ability, everyone deserves quality care during customer interactions.
